Intercom <> Salesforce Case Sync

What it does, what it doesn't, and where we're headed

We currently have an active integration between Intercom and Salesforce Service Cloud that automatically syncs customer support activity into our CRM. This article explains what the integration does today, where its limitations lie, and how our Digital CX team is working to significantly improve it.


How it works today

When a conversation or ticket in Intercom is closed, the integration automatically creates a corresponding record in Salesforce Service Cloud, mapped to the relevant customer account, contact, and product. Synced records are then available to view in MyAccess, just as a traditional Salesforce case would be.


Current limitations

The integration works well within a defined set of conditions, but there are key constraints that limit its reliability and scope.

Contact must exist in Salesforce. For the sync to work, the customer contacting us in Intercom must already have a contact record in Salesforce. If they don't, the conversation or ticket will not sync — meaning that activity is not reflected in Service Cloud at all.

Email address must match exactly. Even if a contact exists in Salesforce, if the email address used in Intercom does not precisely match what we hold in our CRM, the sync will fail. Any mismatch — including alternative addresses or formatting differences — will result in the record not being created.

Records sync only after closure. The integration is triggered when a conversation or ticket is closed in Intercom. This means open cases are not visible in Salesforce in real time, limiting the ability of teams using Service Cloud to see live support activity.

Other Limitations:

  • When a conversation or ticket in Intercom is closed by automation, a Salesforce case is not created.

  • Attachments will not sync with Salesforce

  • Additional participants on an Intercom Conversation or Ticket will not be added to the Salesforce Case


What's coming

Our Digital CX team is working with GTS to build a bespoke integration that addresses these limitations and delivers a more robust, real-time sync between Intercom and Salesforce. Timeline TBC.

No dependency on an existing Salesforce contact. The new integration will remove the requirement for a matching contact record to exist in Salesforce. This means all customer interactions in Intercom will be captured, regardless of whether the individual is already known to our CRM.

Real-time sync from the point of opening. Rather than waiting for a conversation or ticket to be closed, the new integration will sync records into Salesforce as soon as they are opened in Intercom — giving teams a live view of active support interactions without delay. Open records will then be refreshed as the Conversation and Ticket records are updated up until the point they are marked Closed.
